Cam Newton – Time for Crisis Communications 101

Usually the Super Bowl brings out the best in coaches and players on both teams.  While nobody likes losing, the losing coaches and players show grace after the game is over congratulating the victors (regardless of what they may be thinking inside).  That is the usual case but Sunday, after Super Bowl 50, Cam Newton, quarterback of the losing Carolina Panthers showed anything but grace in defeat.  He walked out on reporters after the traditional post-game press conference after answering only a few questions.

Nobody had ever seen such a performance before after the Super Bowl.  The media, fans, and other athletes have been in unison in condemning his actions.  Newton compounded the situation by saying he had done nothing wrong and adding, “Show me a good loser and I’ll show you a loser.”  He comes across as the quintessential sore loser.  The league’s MVP is in need of crisis communications 101 and should consider employing a crisis strategy before his rising brand suffers.

So what should Newton do?

  1. Apologize and admit that he made a mistake in the way he handled the situation after losing the Super Bowl. Show some humility and graciousness in his apology.  Much of the criticism that has been voiced at Newton has been over his lack of grace and humility.
  2. Meet with reporters and answer all of their questions. The longer he avoids this, the worse the situation will become.
  3. Reach out to Peyton Manning , quarterback of the winning Denver Broncos and personally congratulate him on his victory and apologize for his (Newton’s) actions.
  4. Use this as a teaching moment with children and discuss how to deal with setbacks.
  5. Return his focus back to the game.

Cam Newton is truly one of the most gifted and talented players in the NFL today.  His personal brand is continues to rise.  Yet appearing as the Super Bowl’s sore loser will tarnish the brand immeasurably and lead sponsors to run from him.  For Newton, to avoid this, some humility and crisis management is the only solution.  The longer he waits the worst it will be for his brand, as the public hates a sore loser and will not respond to a public figure with that image.

Our Children are Definitely Not Alright

If the future of this world is in the hands of young people, we’re tolerating and even cultivating a society that thrusts unimaginable burdens upon them. Just look at the proliferation of deadly drugs like fentanyl, an ever-increasing epidemic of school shootings, climate change and extreme weather events, political strife, a global pandemic, and unregulated access to harmful content and technology platforms.

Unconvinced? Anyone over forty could ask themselves one question to understand the level of crisis that young people face with their mental health: Is growing up more emotionally difficult now than when I was young? Of course, the answer is a resounding yesAccording to the Federal Centers for Disease Control and Prevention, emergency department visits for suspected suicide attempts among adolescents jumped 31% in 2020, compared with 2019. In February and March of this year, emergency department visits for suspected suicide attempts were 51% higher among girls aged 12–17 than during the same period in 2019. 

In October, the American Academy of Pediatrics, the American Academy of Child and Adolescent Psychiatry, and the Children’s Hospital Association declared that the pandemic-related decline in child and adolescent mental health has become a national emergency.

On top of social isolation and family instability, the medical groups said, “more than 140,000 children in the United States lost a primary and/or secondary caregiver, with youth of color disproportionately impacted.” As reported by The New York Times, over the past generation, a mental health crisis has been brewing among Black youths, one that very few people have spoken about publicly. Self-reported suicide attempts rose nearly 80 percent among Black adolescents from 1991 to 2019, while the prevalence of attempts did not change significantly among those of other races and ethnicities. 

There are positive policy developments, however. The American Rescue Plan Act and the Elementary and Secondary School Emergency Relief Fund, combined with other 2020 pandemic relief funds for schools, amounts to more than $190 billion in education and health grants available over the next four years, some of which can be spent on mental health.

A few years ago, I served in a leadership position at the Child Mind Institute, a nonprofit that is dedicated to transforming the lives of children and families struggling with mental health and learning disorders. I was able to work alongside the country’s top clinicians as they provided treatment to children, teens, and young adults. I was able to learn from neuroscientists seeking to understand the underpinnings of conditions like anxiety, depression, and other disorders so they could identify biomarkers and develop better medicines and therapies.

We created a public awareness campaign called #MyYoungerSelf for the month of May that featured celebrities making one-minute videos with what they would tell their younger selves as they encountered a mental health challenge in their youth. As it turned out, many celebrities had stories to tell. There were authors, actors, athletes, comedians, musicians, TV personalities and social media influencers — 125 in all. And their powerful stories resonated deeply. The media and public response to the campaign was enormous: the videos were picked up and republished exponentially to garner more than 3.5 billion impressions in just one month.

The videos often concluded with a few words of wisdom: just talk to someone. If there’s one simple truth to understand about mental health, it’s that no one should suffer alone and in silence. As the founder and president of the Child Mind Institute liked to say, these disorders are “real, common, and very treatable.” But the first step — opening up and sharing your feelings with another human being — is the hardest and most elusive. 

In recent years, researchers have been making incredible progress toward answering big questions about the development of the human brain. A recent study published in the Journal of Humanistic Psychology found evidence of a pathway whereby the use of psychedelic drugs like psilocybin increased spirituality, and in turn, led to better regulation of emotions. 

But advocacy organizations can do more to communicate these stories of innovation and success. They can do more to connect young people so they can tell their inspiring stories of hope and courage. Shared human experiences are the foundation of many successful support groups and 12-step programs. Bold, daring campaigns are needed to reach teens and young adults to let them know that they are not alone, and that there is help. They can be guided to take an action to reach out to a parent, a sibling, a friend or professional. 

Our challenges are big; let’s think bigger. We can disrupt the status quo. We can meet young people where they spend most of their time with constructive, healthy content. Bringing the science and humanity to life in platforms of social media isn’t just smart branding. It strikes at the core of many organizational missions.

Opinion Series: Science for Social Good, Part II – Gun Violence: How Research and Communications Can Help Solve Our Growing Problem

Using Research to Attack the Problem of Gun Violence in the U.S.

As reported by Everytown for Gun Safety, between August 1 and September 15, there were at least 30 instances of shootings on school grounds, killing five people and wounding 23 in total. That marks the most shootings on campus in a back-to-school season since the organization began keeping records. Annually, more than 3,000 children and teens (ages 0 to 19) are shot and killed, and 15,000 are shot and wounded – that’s an average of 51 American young people every day.

The New York Times reported that in 2020 the U.S. experienced the largest increase in murder since national record-keeping began in 1960, according to data collected by the F.B.I. Their annual “Uniform Crime Report” reflected a 29 percent increase in murder and stands as the official count on an abnormally violent year. The previous largest one-year increase of 12.7 percent happened in 1968. 

FBI statistics indicate nearly 40 million guns were legally sold in 2020, the highest level recorded since it began tracking the data in 1998. In January alone, U.S. gun sales surged 60 percent to 4,137,480. At this pace, gun sales in America will reach nearly 50 million in 2021. Millions of legally purchased guns often end up in the hands of criminals and gang members through theft, according to Mark Bryant, executive director of the Gun Violence Archive, an organization that tracks gun violence nationally using police statistics and media reports. The fact is that the US population accounts for only about 4% of the world population, but Americans own 48% of the guns in the world.

According to Nature.com, Congress — spurred by advocacy that followed some high-profile school shootings — has now authorized $25 million for each of the past two years to go to the NIH and the US Centers for Disease Control and Prevention (CDC) for the study of gun violence as a public-health issue. Incredibly, the new money comes after more than two decades of what has essentially been a freeze on funding to study gun violence. And that’s left a massive knowledge gap, says Asheley Van Ness, director of criminal justice at Arnold Ventures in New York City, a philanthropic organization that pledged $20 million to gun research in 2018, in part because of the poor federal funding. “For decades we just have under-researched basic questions on gun violence,” she says.

What Can Science Achieve?

Everything begins with science and data — or at least, it should. That’s what I have learned as I have read about the most daunting challenges of our time in trusted news outlets, and as I have worked professionally with nonprofit organizations seeking to deliver solutions. There are ominous and unsettling dangers being presented like the progressing climate emergency, increased gun violence and the threat of a lingering COVID-19 pandemic. As if those threats were not enough, we also are realizing emerging devastation of drought, wildfires, water scarcity, food security, poverty and other issues that will surely have ripple effects. How do we face such daunting tasks like the exponential increase in gun violence? Let’s begin with logic.

Wise decisions begin with data. Research gives us evidence, data that can inform and guide smart public policies and legislation. Statistical results should also be shaping our public opinion but the politicization of these issues has prevented a groundswell of support to do better. In the best of times — and through the better angels within us — these empirical data would also drive coordinated community action. Sadly, our media climate and politicians have compromised any chance for a reasoned public narrative on these issues. Many media organizations exist only to serve echoed content to confirm fixed perceptions among like-minded audiences. Our nation is in desperate need of principled leadership, better public education, and regulation of self-declared media “news sources” that conflate and confuse these issues.

The risks are far too great to move forward without everyone understanding the data and working together to take every possible action to create the necessary change. Science can lead the way to smart planning on a philanthropic and civic level as well. Whole movements can galvanize us to create positive change. I still believe in the power of people and social movements. I believe in the prospect of science for the people, and in people taking smart action. Better advocacy and communication around these complex problems can help achieve an intelligent and important national conversation.

The current trends in gun violence are pointing toward dire consequences if we don’t trust the data and let scientists, public health and safety advocates, professionals and policy experts lead us on the path of common sense. Politicians must stop catering to the lowest common denominator and taking their lead from a biased trade association. We must reduce the proliferation of handguns and assault weaponry and improve controls to manage the manufacture and commercial sale of firearms. Only 21 states and the District of Columbia currently require background checks before the sale of a firearm. We simply must do better. Now is the time to save ourselves and protect future generations with sensible decisions.

Science matters because it provides us with an objective pursuit of truth. Coordinated marketing and communications can help disseminate the truth. As we confront the most perilous times in modern human history, it is time to listen to the data, come together and support effective solutions being presented. Our inaction as a nation of civilized people, be it through bickering or apathy, will simply be too disastrous to bear.

Here’s how the pandemic has reshaped the work of communications leaders around the world.

In early 2020, a Ragan Communications survey of almost 800 communicators found most of them upbeat and largely satisfied with their work.

Some were a little fuzzy about their budgets, and many had no plans to audit the state of their communications. Others could not recall when they had last updated their crisis comms plans.

The last 18 months have fundamentally transformed how companies operate—and how they communicate. By March 2020, the issues at the top of a communicator’s to-do list were quickly jettisoned in favor of more immediate, pressing concerns.

Communicators were forced to “pivot”—a term that seemed really cool. Until we all began to loathe it.

Attacking the Problem of Climate Change Through Science, Data and Knowledge

As the global temperatures rise, extreme precipitation events will drop more water, according to a report by the Intergovernmental Panel for Climate Change. Extreme flooding has become the new normal in many parts of the world. As reported by The New York Times, on October 6, nine to 10 inches of rain fell in Hoover, Alabama over 24 hours, flooding basements and low-lying areas. “It parked itself right over Hoover, and for five hours, it was unrelenting,” said Mayor Frank B. Brocato, a former firefighter of 42 years. 

In a separate story on CNN.com, on October 4, a series of storms hit northwestern Italy, unleashing a rate of rainfall never before seen in all of Europe. Over 29 inches of rain fell in just 12 hours. For context, 36 inches is roughly equivalent to the average rainfall one would expect in Seattle in a year. In the nearby town of Cairo Montenotte, weather records continued to fall by the wayside. A 6-hour deluge unlike any ever observed in Italy brought nearly 20 inches of rainfall, besting the national 6-hour record for all of Italy. 

Our Defining Moment as a Nation

The two bills currently pending in Congress include important components to address the growing climate crisis through sweeping change. According to The New York Times, “the climate provisions are designed to quickly transform energy and transportation, the country’s two largest sources of greenhouse gases, from systems that now mostly burn gas, oil and coal to sectors that run increasingly on clean energy from the sun, wind and nuclear power.”

“The impact will touch a broad cross-section of American life, from the kinds of cars that Americans drive, to the types of crops grown by farmers, to the way homes are heated and buildings are constructed. One measure could shutter virtually all of the nation’s remaining coal plants, forcing sweeping change in communities dependent on mining but also, one study estimated, preventing as many as 50,000 premature deaths from pollution by 2030. And other measures would provide billions to replant in national forests, repair trails for hikers and clear brush to reduce the risk of wildfire.”

That sounds like progress, doesn’t it? To the contrary, the new legislation has been fraught with conflict. Our great reckoning as a country boils down to our ability to pass policies that have not achieved a consensus. Even within their own party, Democrats have encountered dissent through Senator Manchin’s opposition to plans that would affect his state’s coal industry. Since Democrats could lose control of Congress in 2022 and Republicans have demonstrated little interest in climate legislation, the U.S. could face a period of many years before another opportunity arrives. This is a delay that scientists agree the world cannot afford.

Besides flooding, The Economist reports that the area burned yearly by wildfire in the U.S. has quadrupled in the last 40 years. While a majority of Americans — 61% polled in 2021 — believe that climate change is real and caused by humans, 36% of the country believe that extreme weather just happens occasionally. There is, in fact, still a large portion of the U.S. population that denies the need for change. 

An open mind and the willingness to change are imperative to meet the emerging risks and dangers that are presented to us. We must reduce emissions to avert the plus 2.0 degrees Celsius above pre-industrial levels. We are already close to realizing a sustained 1.5 degrees above those levels and will continue to see the calamitous impact of that increase in the coming years. We are in this progression now. The denial of this crisis is unthinkably regressive. It is an affront to the idea that science is truth and that it can guide us toward positive, sensible change.

Horse First, Then the Cart

The problem with our current approach is that we are beginning with policy before building public support. The need to act is clear, but these measures never earned widespread adoption. We did not achieve a common understanding of the science among government leaders. This neglect becomes more understandable when we consider that the research organizations working to define the challenges are not the ones best suited to tell their stories and communicate this urgency to the public or to Congress. Responsible media outlets report climate data and news, but we live in a confusing labyrinth of opinion-news with controversy stirred through media personalities broadcasting opinions that actually conflict with the science. 

Media, marketing and communications can help the scientists who are helping save the world. We can build a foundation first. These research missions are the most critical initiatives of our lives, but there is much work to be done to inform and educate a vast swath of the population. True change requires buy-in at a broad level, emotionally and intellectually. We must raise awareness and work toward large-scale behavioral change, driving whole populations into action. We must encourage support for the scientists and organizations that are leading new research and advancing knowledge. Most importantly, we need to persuade political leaders that substantial legislation and new public policies are the first steps to avert this irrevocable global emergency.

The right agencies and communications firms can help create a compelling national discussion and shape this narrative through science fact and truth. Organizations like the Ad Council can be funded on levels appropriate to the challenge in order to manage the media and creative for a multi-year initiative. Private enterprise and philanthropy will need to engage further. 

Science needs media, marketing and communications support at a significant scale. This is the greatest threat to humanity that modern civilization has ever confronted and there is no time to waste. It is past time we began telling the story.

This describes what’s unfolding at Activision Blizzard, one of the world’s largest video game makers, where employees staged a walkout Wednesday, July 28, to demand better working conditions for women following the California Department of Fair Employment and Housing’s lawsuit that alleged a “pervasive ‘frat boy’ culture” and widespread sexual harassment and discrimination. Employees listed four demands.

Hiring PR & Communications Agencies? Looking to Win Business? New Agency Search Research Offers Lessons from the Fortune 1000

Presented at the Institute for Public Relations Research’s Bridge Conference in Washington, D.C. on April 11, 2019, the findings of the survey conducted by CommunicationsMatch™ and RFP Associates, in collaboration with communications research company Researchscape International, reveal the reliance of communications leaders on their knowledge of and experience with agencies, and on word-of-mouth recommendations from professional peers during the agency selection process. In fact, almost two-thirds (64%) of respondents cited wordof-mouth and 70 percent said they rely on their industry knowledge when they start an agency search and hiring process. 

New Agency Search Research Offers Lessons from the Fortune 1000 

Other topline results:  The majority of respondents work with multiple agencies, and a third of respondents said they had four or more agencies under contract. A third of our respondents reported that the annual budget for their primary agency alone exceeded $1 million. More than two-thirds of respondents (67%) said they use an RFP in the agency hiring process, and most (70%) involve other company departments: about 4 in 10 involve Procurement, and about one-third bring in Marketing. Corporate Communications Takeaways from the Search and Hiring Survey

While two-thirds of respondents expressed overall satisfaction with their agency search process, consistently 40 to 50% indicated they were only moderately or slightly satisfied with specific components of their search process, including the RFP, the time taken to identify agencies, resources to find agencies, and the number of agencies considered.

Interestingly, communications leaders who had previously worked for agencies were less satisfied with their agency search process than their counterparts who had not.

One of the issues we will explore further in our final report – which will draw upon qualitative interviews with some of our respondents – is the challenge all communicators face of limited time. Our research underscores a gap between what they recognize as ideal, e.g. a more comprehensive search process, and the capacity to do more. Relying on personal experience and word-of-mouth offer short-cuts to finding and selecting agencies, in the perceived absence of resources to efficiently identify qualified agencies. The incompleteness of RFPs as reported by our respondents also likely reflects the time and resource challenge of creating RFP documents from scratch. Given these pressures, it should perhaps not be a surprise that communications leaders’ responses indicate they consider their search process to be “good enough.”

What may not be clear is whether there is a cost for companies and organizations that rely on a “good enough” agency search and hiring process. One of the takeaways from the study is that three-quarters of the primary agency relationships for our respondents were less than four years old. This reflects the communications sector’s ongoing challenge of agency turnover. There’s clearly a significant cost to this for both agencies and the organizations that hire them. In our final report we will provide additional insight into the link between agency search and outcomes in the client-agency relationship, including retention.        

Agency Takeaways from the Search & Hiring Survey  

The research revealed a high level of overall satisfaction with agencies, but showed that agencies are falling short in key areas.

Under the category of “opportunities to strengthen client relationships,” the data showed respondents are moderately or less satisfied with agencies in areas including agency proactivity, effective account coordination, staff stability, meeting objectives, operating within budgets, and meeting deadlines. But underscoring a potential concern for larger agencies: higher budgets were correlated with lower overall satisfaction ratings.

The survey also highlighted what companies are looking for and value most in the agency hiring process. “Understanding of my organization’s communications needs,” and “quality of strategic thinking, program ideas, and recommendations,” were the top considerations for companies hiring agencies. 

Once agency candidates are engaged in the selection process, almost 40 percent of respondents felt that agency responses were “boilerplate,” 33 percent perceived agency candidates to be “upselling,” and nearly 20 percent noted  that agency responses were off-base or not consistent with the scope of work. 

Jennifer Swint, Global President, of Porter Novelli, who moderated the presentation of the results at the IPR Bridge Conference, noted the challenge of completing long and cumbersome proposals at a time when teams are busy working on client business. With incomplete RFPs, and a less-than-clear pathway to winning the business, most agencies would prefer not to complete time-consuming RFPs, but, as Swint acknowledged and the survey shows, the RFP is and will continue to be a feature of the communications sector.                  

Overall, the survey data reflects the challenges faced by clients and agencies in the search and hiring process. It also highlights the need for search and RFP tools and approaches that can offer a clear return on investment. This is the focus of CommunicationsMatch and RFP Associates.

Ken Koprowski, Strategic Communications Professional and Educator Passes Away

Ken Koprowski, Strategic Communications Professional and Educator Passes AwayKenneth M. Koprowski, age 69, of Stamford, Connecticut, passed away on Friday, September 7th after a long battle with cancer. Ken, a distinguished corporate public relations executive, communications consultant, writer, poet and educator, was best defined as a giving teacher, guiding mentor, selfless volunteer, devoted husband and wonderfully loving father. He was long a leader in the public relations professional community in the Stamford-Westchester (New York) area and led a team of PR volunteers who helped Stamford set national and world records for training citizens to perform CPR.  For the past 40 years, he lived and worked in New York, southwestern Connecticut and southern Vermont, building an enviable career in public relations. 

Ken was a communications leader at GE Energy Financial Services from its inception in early 2004 through 2009, and prior to that headed communications for GE Structured Finance for six years, managing all aspects of internal and external communications. He also served as a GE crisis manager for three years.

Before GE, he was a communication consultant and managing director with River Communications, a financial public relations firm, providing strategic advisory services to major corporate clients including American Express and Wells Fargo. Prior to that, Ken led U.S. marketing communications for Price Waterhouse, U.S., was a lead communicator for Primerica Corporation/American Can Company (now Citigroup), and held communications management positions with Texaco, PepsiCo, International Paper, and United Parcel Service. 

Most recently, Ken taught advanced public relations writing and a range of public relations subjects in the master’s programs at New York University, Iona College and Manhattanville College. In addition, he taught crisis communication and reputation management – courses he designed – in the MBA program and business communications at UConn Stamford. His students valued his “real world” experience which he used to illustrate best practices. 

A memorial service for Mr. Koprowski will be held on Saturday, September 22nd at 10:00 a.m. at the First Presbyterian Church, 1101 Bedford Street, Stamford Ct 06905. The Daily White House Crisis: Time to Reset – Again

The White House once again finds itself trying to batten down the hatches as another crisis consumes the president, his family and his senior staff.

Just as the president tries to change the subject, Russia continues to dominate the news headlines. What Crisis Communications 101 tells any public relations professional that we always need to be ready for the unexpected. When the unexpected happens every day you, find yourselves swirling in confusion, conflict and inconsistent messaging.

The result: A media feeding frenzy as each word and each action the Administration takes only fuels another wave of story lines, speculation and accusations. Given the frenetic cycle of crisis, there are lessons the White House and the press must take into consideration.

For the White House:

·Establish a quiet period – for everyone. That’s right. For the next several days, the president, his family, senior staff, their legal teams need to be quiet.

·Develop a consistent set of talking points for all interested parties to follow. Of course, in “normal” crisis communications circumstances, you want to share what is most important to create a sense of calm and that the situation is under control.

·Assign a single person to speak on anything related to Russia. That persons should not be the president. It should not be the White House press secretary. It needs to be a prominent, credible, media friendly attorney who is comfortable managing the Washington media frenzy.

·Shut down social media. Yeah, this is a big ask, but if there’s any order to be restored no one – the president or any of his family members – should take to Twitter to share any information.

For the press:

·Avoid the squirrel mentality. Every utterance or nuance does not warrant 24/7 coverage. Just because it was tweeted does not mean we have to talk about it.

·Report first, analyze later. This period of on-going crisis communications has spawned even more pundits, analysts and journalists interviewing journalists. There are too many times when many of these individuals have no direct knowledge of the crisis or have not interviewed people directly involved. They have no facts. That only fuels uncertainty and erodes media credibility with a public who has lost faith in what the media are supposed to do.

·Provide context. In the midst of the daily crisis, it is easy to say that this is “the most unprecedented”, “the most unbelievable” circumstance we have ever seen. In some cases, it is, but either way, the press needs to help its readers and viewers understand why any given incident is more significant than the other. Providing direct references to history, Constitutional issues or legal standing would help everyone understand what is extraordinary about this current crisis.

·Verify, verify, verify. This era of digital media coupled with this period of constant crisis has placed increased pressure on media to publish first, verify later. This is a dangerous trap. On the upside, people are getting more news and information faster than ever in more ways than ever. On the downside, too many rumors and conveniently placed “fake news” is seeping into the headlines so much so several media outlets have found themselves running corrections and firing staff for reporting on stories that never happened. The press can play a key role in helping to restore stability if it takes every extra step to stay true to the facts

Shooting Your Reputation in the Foot: Self-Inflicted Crisis Management Lessons from United Airlines

A video recently posted on Facebook shows law enforcement officers violently removing a passenger on a United Airlines flight from Chicago to Louisville right before takeoff. The flight was overbooked, and a United crew of four needed seats so they could get to Louisville, where they had a flight to work. Passengers were offered $800 vouchers to take a later flight, but United could not convince enough passengers to take them up on the deal. So they dragged a screaming man down the aisle and off the plane in front of horrified passengers.

United CEO Oscar Munoz needed to immediately apologize. He did not. Instead he offered a non-apology, “for having to re-accommodate these customers.” Basically, he apologized for United’s overbooking policy, and not the violence and humiliation their passenger suffered, or the emotional distress it caused all the other passengers witnessing this unnecessary event.

While Mr. Munoz said “this is an upsetting event to all of us,” and “we are also reaching out to this passenger to talk directly to him,” the apology should have gone something like this:

“We are shocked and appalled by what happened to this passenger, we are deeply sorry this incident occurred. We apologize to him and to all of the passengers on that flight. This was an unacceptable situation, and we have launched an investigation to learn how this happened, and how we can change our overbooking policy so this never happens again.”

Apologies, however, are meaningless without actions. When Mr. Munoz reaches out to this passenger – something he should immediately do so personally on the phone or in person – he should not only offer his most sincere apology, he should comp the gentleman a year’s worth of flights. It likely won’t head off a lawsuit, but good will of some kind – a generous kind – needs to be extended. In addition:

  • There must be a discussion with security personnel about acceptable and unacceptable procedures in an overbooking situation. Who ordered that the passenger be physically removed?
  • There should also be discussion internally about sharing information with passengers when incidents like this occur. There was apparently no follow-up information shared with passengers about the condition of the man they saw violently dragged past them and off the flight – who then apparently somehow re-boarded, dazed and bleeding. Without violating confidentiality, they could at least have shared that they understand the man is OK and that United is talking with him.
  • As we often tell our clients, it’s not just what you say – it’s what you do. Ultimately, the bigger picture here is that United needs to overhaul its overbooking policy. If it is known that a flight crew needs to take seats with passengers on a flight, that must be known well-enough in advance that employees staffing the gate make room for them BEFORE passengers are boarded. Also, if an $800 voucher wasn’t convincing enough, United could have upped the dollar amount further until they had some takers, which in the long run would have cost them a lot less than what the current situation will likely cost in terms of prestige and the passenger’s likely lawsuit.

Will this impact United’s sales? It may to a small degree in the short term. The Twitter outrage response machine immediately kicked into high gear with tweeters vowing never to fly the friendly skies again.

While the public has a famously short attention span, with the recent “leggings” incident and now this violent episode, United keeps shooting itself in the foot and is developing a reputation they cannot possibly find acceptable. After all, their mission includes this statement: “United is focused on being the airline customers want to fly.”

Irony aside, one Twitter post may sum up the situation best for Mr. Munoz: “@united good news is that as people see video of you assaulting a passenger, your overbooking problem should fix itself.”
